T-Mobile and Verizon Wireless Tops Customer Care Ratings

T-Mobile and Verizon Wireless ranked best in customer care according to the J.D. Power and Associates 2006 Wireless Customer Care Performance Study released today.

The study, now in its fourth year, provides a detailed report card on a semi-annual basis of wireless provider customer care performance based on customer experiences with three point-of-contact methods: telephone call with a service representative and/or automated response system (ARS); at a retail wireless store; and online Internet connection. Within each contact method, processing issues such as problem resolution efficiency and hold-time duration are also measured.

The study finds that 59 percent of wireless customers contact their provider within a 12 month period - the highest level since measurement began in 2000. Since that time, the average incidence rate has steadily climbed. In 2005, the incidence rate reached 54 percent - up from 47 percent in 2000.

A key factor contributing to the increase in contact frequency is not only the rise of new wireless services and products that are available, but also the complexity of using those products. As customers capture still pictures or video, download ring tones, play MP3 files, and even watch TV clips on their wireless phones, they are increasingly likely to call their provider for support.

This puts pressure on the provider's customer care centers and service representatives to not only handle the increase in customer inquiries, but to also understand the issue or problem and attempt to get the inquiry resolved in a timely manner.

T-Mobile and Verizon Wireless rank highest in a tie among the five largest wireless service providers in creating a positive experience for customers who contact their provider for service or assistance. Both providers perform particularly well across all factors, especially in the areas of customer service representatives, hold times and resolving inquiries with one contact. ALLTEL follows T-Mobile and Verizon Wireless in the rankings.

The study also finds several key wireless customer care patterns:

- The average number of contacts to resolve an inquiry by phone is 1.76 - a decrease from 1.94 from Volume 1 of the study, which was released in January.
- Among customers who contact their provider, 74 percent do so by telephone and 22 percent do so through their provider's retail store. E-mail/Internet contacts account for just 4 percent of customer contacts.
- The average initial reported hold time on calls to the customer service department is 3.59 minutes - an increase from 3.44 minutes in 2005. In comparison, it takes an average of more than 8 minutes before speaking to a representative at one of the provider's retail stores.
- Nearly one-half of customers (45%) contact their provider with a service inquiry that is billing related, and 51 percent of these contacts can be attributed to incorrect charges. An additional 31 percent of all customer care inquiries are call-quality related.

The 2006 Wireless Customer Care Performance Study is based on responses from more than 11,430 wireless customers who contacted customer care within the past year. The results are from the past two reporting waves, conducted in January and March 2006. The 2007 Volume 1 report will be issued in January 2007.

Overall Customer Care Index Rankings

1. T-Mobile - 104
2. Verizon Wireless - 104
3. ALLTEL - 99
4. Cingular - 95
5. Sprint Nextel - 95

- Industry Average - 99

Go T-Mobile! I guess Cingular's shady dealings have finally caught up with them.

take these surveys with a grain of salt. but i am tired of those cingular ads touting the "fewest dropped calls."

somehow i don't think they'll mention this independent research survey in their commercials.

Face it, when it comes to Customer Service, TM and VZW are the class of the industry. (Maybe that's because I've worked with both of them) icon_biggrin.gif

4. Posted by fragility Thu Jul 27, 2006 8:09 pm

it's true...vzw customers consistently pick verizon as having good service. the ones who leave come back at a higher rater than any other company's returning customers due to that higher level of service. and they retain more customers than anyone else to start with...the service coupled with verizon's wonderful network makes them a great option. t-mobile does have great service. if their network was bigger, they'd be more of a threat, but as of now, they are only a great option for people staying safely within the bounds of major cities.

I've been with Cingular for years. Customer service has been terrific. Their retail sales people have always gone out of their way to help. icon_biggrin.gif

T Mobile ROCKS!!! I've worked with Cingular and the service does not compare to what I have experienced with TMo. One good rep rarely makes a difference.

8. Posted by tampadelphian Fri Jul 28, 2006 8:49 pm

I was with T-Mobile when they decided to turn things around. The powers that be decided that they would concentrate all of their energy on having the best customer service available. They train the heck out of their reps, and their systems that they use of billing/fulfillment/collections are the best in the industry. Now, if only they'd spend on some towers they might be as good as Verizon Wireless!!! icon_wink.gif

Wow. Nice info. What kind of system do they use?

10. Posted by tampadelphian Sat Jul 29, 2006 11:45 am

They have a system called Samson, which is very effective, speedy, and all encompassing. They also have one of the best rep reference systems---called Streamline---you can find the answer to anything on that system.

11. Posted by steve0092 Sat Aug 05, 2006 6:53 pm

o yea t-mobile does have that but if you cant find the answer just ask you quewstion and it will b there in the future but just call a rep if its not the answer your looking for.

12. Posted by live2serve Sun Aug 06, 2006 10:24 pm

Yea I work as a CSR at a tmo call center and they train us for 8 weeks before we are considered ready for work.(Learning Samson and Streamline takes a lot of practice and training) I must say we learn a lot and any company that spends several thousand dollars to train each CSR must care a lot about the quality of their customer service, and Tmobiles 4peat JD Power award shows that. And even though I work for them I'm not really biased, I was a Tmobile customer before I even applied for the position I'm in now and I was very pleased with their service then.

14. Posted by live2serve Sun Aug 06, 2006 10:45 pm

18 and at least 6 months of customer service experience. If you can get hired the benefits are among the best of any company and they treat their employees great!

21 mil and counting. The call centers they have are really nice. The one I'm at has a workout facility, a resturant, a patio out back with grill, Sat. tv on 50in. plasma screens for the employees to watch on lunch/break and an arcade with foosball and pool tables and an internet cafe. It's really nice. And starting off you get 19 days paid time off a year and insurance for 20.00 a month for a single person. I also get 401k and life insurance and my employee phone plan is just 20.00 a month for 2k min, unlimited texting, mobile 2 mobile and full internet access on my MDA. Can't beat it!

32. Posted by tampadelphian Fri Aug 11, 2006 10:41 am

take a look at the thread under "verizon wireless corporate office" and you'll have your answer

33. Posted by Texan Fri Aug 11, 2006 9:20 pm

Yep, me too.. After reading the post by AZangel, once again I will never understand why people who claim they have such bad service yet they are more than willing to get a new phone and extend there contract, just so they have something to complain about for 2 more years... Most people when you start questioning, where their having their issues etc start talking about maybe filing a trouble ticket for them, ends up they just really like a new phone that came out and they start "not really" answering the questions... People try to act as if they cannot get out of contracts due to reception issues.. I have no problem adjusting ETF's when it is legit..calling from one's cell and screaming isn't going to get it done..

34. Posted by redneck16j Mon Aug 28, 2006 9:38 pm

35. Posted by Tigress Tue Aug 29, 2006 3:55 am

Ah 'Redneck' you stand true to that don't you...

Try backing it up and someone might take you seriously....Other than that it seems like you are another programmed robot from Cingular ^.^

T-Mobile's backed up their claim of Most Minutes/Less Money time and again and always ranks top in CS...How much better can it get (Coverage not withstanding!)

And before you mention Rollover - Why would I want to be paying more money each month for minutes that I don't use??? I'd rather pay less and use that amount than have minutes stack up. Besides, if I need more minutes, I can just call and change the plan icon_smile.gif icon_smile.gif icon_smile.gif

36. Posted by tampadelphian Tue Aug 29, 2006 11:07 am

Tigress, as a former T-Mobile rep and current Verizon rep, I know all too well the strengths and weaknesses between the two. Yes, you're cheaper---but you get what you pay for---at least for now. And if cost is primary to a cell customer, then T-Mobile is by far the best in the industry. But, if you want an unmatched network and that is your priority, then Verizon Wireless is the obvious choice. It all depends on the customer's priority. I will say, however, with the bidding that is going on in the latest FCC auction, that T-Mobile is going to be a more formidable "foe" than Cingular in the long run.

37. Posted by MAMurph Tue Aug 29, 2006 6:28 pm

I agree that T-mobile does a great job. And also agree they need more towers. I have a weak signal from my home...3 bars...but am still able to get through. The Samsung phone I have had for a year works great, and I wish I could afford all the "bells and whistles" out there for cell service. I am going to go with a pre-paid package and will stay with T-mobile. icon_smile.gif

38. Posted by Bustertb Sat Sep 02, 2006 12:31 am

I'm with TM right now and would stay with them except for the fact that their service area is limited. Traveled to southern Indiana for a week and didn't have phone service. In this day and age I think that's unacceptable. Plan on switching to Verizon.

I just want to inform everyone, but this past month, for the first time ever, Cingular topped Verzion Wireless in Customer Service.

Want more details? Ask me more icon_smile.gif

Edit: Oh in addition, Cingular has the lowest churn rate per wireless carrier, as well.

Also: For the 11th consecutive month, complaint rate has dropped by over 77%, in every category (FCC, BBB, AG, PUC), and over the last two quartters FCC complaintes have fallen 53% while the rest of the wireless industries FCC comaplints have fallen only 4%.

for the record Cingular is rated by JD Power to be below the industry average.

T-Mobile and Verizon are rated the TOP TIED best in Customer Service by JD POWER!

so were is your information comming from that Cingular is beating Verizon in Customer Service? b/c if they Beating Verizon then there Beating T-Mobile and thats kinda hard to believe.

T-Mobile is the first time 2-peat,3peat and 4peat HIGHEST RANK WIRELESS CUSTOMER SERVICE PERFORMANCE. for the last 3.5 years. by JD POWER.

47. Posted by Tigress Mon Sep 04, 2006 4:19 pm

Sir - You took the words right out of my mouth icon_smile.gif

I agree, it's sorta kinda hard to believe that Cingular has been SO far behind for so long that in one month they can turn it all around like that!

Tampadelphian, I know that released to the public for stock market and shareholders that the info is done quarterly, but at least with T-Mobile we get a monthly snapshot of where we are at for each month. As of July, T-Mobile and Verizon claimed or tied the number one spots in 98% of the catagories. The new numbers should be coming out in a week or so, so I can't wait to see!

48. Posted by Tigress Tue Sep 05, 2006 3:09 am

All righty - Info time! (Please note, results must be more than 2 points apart for a statistically significant difference)

July's results:

Overall Customer Sat:
- Cingular 76%
- Verizon/T-Mobile 80%/82%

Overall Service Experiance:
- Cingular 80%
- Verizon/T-Mobile 85%/85%

Courtesy During the call:
- Cingular 86%

- Verizon/T-Mobile 76%/79%

Prompt Changes in Service:
- Cingular 77%
- Verizon/T-Mobile 83%/83%

Knowledge of products and services:
- Cingular 77%
- Verizon/T-Mobile 83%/83%

Quick Access to a CSR:
- Cingular 62%
- Verizon/T-Mobile 71%/75%

Ability to resolve isses with out a transfer:
- Cingular 66%
- Verizon/T-Mobile 70%/72%

Speed in Resolving the issue:

Now....Considering Cingular only topped T-Mobile in one area and Verizon in none...Does anyone truly think that Cingular can turn it THAT far ????

Somehow I just can't see it...Hmmmmm..pipe dreams....

I actually had heard that there was a whole lot of difficulty in getting into various CSR apps to help the customer at T-Mobile. Is this at all true? Just curious what those of you that work at T-Mobile are dealing with. Seeble or something like that???

icon_confused.gif

59. Posted by Tigress Thu Sep 21, 2006 2:14 am

Every so often a system goes down, but that's to be expected anywhere - especially if you have hundreds, if not thousands of people using them at the same time. Things can't work 100% of the time. There are always back ups to use though so it's not too big of an issue.

As for Seeble? Not a system we use.

62. Posted by SBFilmguy Thu Dec 27, 2007 1:58 pm

I had them years ago and had problems with coverage, billing and customer service, so I guess it's my fault for trying them again. I bought a prepaid phone from their web site as a gift for my grandparents. Wanted to set everything up for them so it would be easy to use: well the activation process requires calling an automated system from a different phone and entering 15 minutes worth of information, then it bounced me to customer (non) service, which bounced me around and cut me off for an HOUR AND A HALF before telling me that they had printed the wrong activation code on my paperwork and would send me a new number in the postal mail so that I could start the process over again next week some time. I pointed out that I ordered it online so they should be able to email it to me at which point the unservice woman became belligerent with me.I am sending it back, and by the way in my neighborhood it only showed 2 bars of service, my ATT phone always gets 4.what a waste. Wrote to Sue Nokes (supposedly the head of customer service) and did not get any response.going to Virgin Mobile for the Prepaid phone.it's a lot cheaper and service can't be any worse (all the phone has to do is work to be better)

Sorry to burst ya bubble.

Good global services for T-Mobile and AT&T. The U.S. market needs to grow stronger in my opinion. It'd be great if Verizon had the same global coverage, and even better if they started price matching T-Mobile!

Soooo. T-mobile just won the JD Powers seal again this year! WHOOHOO!

67. Posted by TheManator Sat Feb 02, 2008 9:45 am

5 years in a row, right? Congrats.
We'll get it (ATT) one of these years!
But it doesn't hurt that Tmobile has such a SMALL customer base, so it's easier to appeal to. ATT has 70M customers WOOOH

Small customer base? T-Mobile is a global company with appx. 28.7 M customers in the US, and 119.6 M customers globally. We have international roaming agreements or native coverage in more than 130 countries. By customer base, we are the sixth largest company in the world and AT&T is only tenth.

Also don't forget T-Mobile just entered 2 new countries. US Virgin Islands & Puerto Rico. Also T-Mobile will launch a NEW 3G Network in Canada by 2009.

Actually ATT Is Much Larger Than T Mobile World Wide. your forgetting that att is also a huge landline provider, owns over 75 percent of payphones in the states, and is also an isp.

Don't forget that ATT is not found outside of USA.
And about entering new countries - Puerto Rico and US Virgin Islands are NOT countries.

What ever happened to taking responsibility for our own. You lost your phone and you didn't report it? Of coarse you would be responsible for your charges. It is your phone right? If I loose my credit card and don't report it I am responsible for all charges on it until I report it lost or stolen. What makes our phone any different? If I leave my heater on high for a week because I forgot to turn it down and I get a high bill, the electric company would laugh at me if I asked them to waive all charges because I left my heater on high. We need to take responsibility for our own actions and quit asking people to cover for our mistakes.

For the info above, good ol' Wikipedia has some numbers in regards to company / size:

I took a look at the wikipedia page and T-Mobile is listed under Germany first! Not the USA. Cool! That means that if you are going over to England, you will have fly by phone use! They had the most Countries, I think. Vool!

Hi everyone,
I'm having a terrible experience with verizon.

They do not offer unlimited internet. You can get unlimeted braodband from srint for the same price.
Customer care is terrible. I canceled the next day when I found out that I wasn't getting unlimited usage for 59.99 a month. (By the way, they told me when I bought it, that I was buying unlimited!)
Now they charging me $250. It is crazy! I had people from the store where i bought it told them that I have got the wrong information, and still they will not refund me my money.

Please let me know what do you think about this craziness.

Seems sprint is lookin better every day.

82. Posted by claudiablonde Thu Apr 10, 2008 4:15 pm

Thanks so much!
I should have done research. I absolutely agree!
Next time I'll do it before listening to anyone telling me that I will get unlimited for $39.99! It was too good to be true.

I switched to spint.
By the way, they did have unlimited data for 59.99 a month.
But, i have been told that this promotion was only till April 7th, 2008. After that it is 79.99 a month
I signed up on April 06, 2008, so I got 59.99 unlimited

83. Posted by iowa Thu Apr 10, 2008 5:09 pm

Actually verizon does advertise thier service as unlimited but it says different in the fine print. sprint does offer unlimited data for sixty dollars a month.
